“Aviation customers don't experience departments. They experience a journey”

Overview

This Commonwealth Institute Aviation Customer Experience & Service Management Programme is a practical two-day executive programme for professionals responsible for managing passengers, customers, clients and service relationships across the aviation industry.

Aviation is an interconnected service environment. An airline, airport, ground handler, travel agency, regulator or aviation service provider may have different responsibilities, but the customer often experiences them as parts of one journey.

A delay, poor communication, baggage problem, ticketing difficulty, or a badly handled complaint can therefore affect not only the immediate transaction but also the customer’s perception of the entire organisation and, in some cases, the aviation system itself.

This programme examines how aviation organisations can design, manage and improve the customer experience from first contact to completion of the journey, including what happens when things go wrong.

Participants will explore customer expectations, passenger touchpoints, service standards, communication, difficult customers, complaints, service recovery and the use of customer feedback as a management tool.

The programme is deliberately designed with a multidisciplinary approach and a focus on the wider aviation sector, not just customer-service personnel.

Why This Programme Matters

Because aviation customers remember the experience, not the organisational chart.

A passenger does not normally distinguish between the airline’s commercial department, airport operations, ground handler, ticketing system, or baggage contractor when something goes wrong.

The passenger remembers: what happened, how they were treated, whether someone listened, whether someone took responsibility, and whether the problem was solved.

That makes customer experience a management, operational and reputation issue, not merely a customer-service issue.
